What's new in the Washington DC release: Telecom

welcome to the Washington DC release for telecommunication industry for the live on service now webinar my name is Yuri Ru and I am telecommunication um product manager for for telecommunication for marketing for telecommunication your service now well stumble over my words there I'm very delighted to be your host today and I'm excited to share all the amazing uh innovations that was delivered as part of the Washington DC release but additional we also have some exciting announcements just uh a reminder of our obligatory safe har notice um for forward looking statements can be seen here and we want to pause here quickly and I want to uh hand over to rid who is our main speaker for today and expert rid I'm just going to hand it over to you to do a quick introduction and tell us what you are doing your service now all right thank you Yuri hello everyone um I am senior director of product management for our TMT industry products organization here at service now I'm based out of the San Francisco Bay area and it is um my and my team's remit to focus on building shipping uh products that are tailored to the Telecom media and Technology industry yes and we are very grateful for RIT and his wi of product management team they are doing a sterling job of continuously innovating in the space of T communication thank you so much Rit and Rit is actually a little bit sick today so uh his voice is unlimited capacity so we are hopeful that we're going to get through this um in one go but uh thank you RIT for support no thank you Yuri for um for supporting me through this um but we have a lot of exciting updates to share so I'd love to just Dive Right In um we will we will talk a little bit about an exciting acquisition that we recently closed uh we will jump into our now assist capabilities which is our generative AI Suite of capabilities um Yuri will take us through Telecom Network inventory enhancements and then we'll go into Telecom service management as well as our brand new product offering of sales and Order management for Telecom so there's a lot of exciting stuff let's Dive Right In yes let's kick it off with a Paul question we always like to start off with Paul question and as mute was saying now assist we have generative AI I think uh you know nothing happens today without some um generative AI uh questions or some for Gen webinars so which part of the service now value chain will CSP benefit most from in generative AI do you think if you think about that service life cycle at telecom's operator is it around the network build how you plan and build those networks once that is in place and you sell your products and services to your customers is it around the the selling and the order for forment of those Services um maybe uh you know J will benefit most from a customer support perspective how do you support those customers in value chain um making changes or addressing some issues or concerns from the customer or the network operation side there's the complex networks there's a lot of um you know support assurance that needs to happen in the back end is it maybe on the network support side so if you can cast your vote we will share that and see what people are thinking um what's your what's your feeling RIT well I can see the anwers unfold I'm not surprised but I think um our audience will be surprised to know what we're about to just talk about that um we have quite an even spread across all yes okay customer service support certainly seems to be the winner in there and the other ones are running close by head to head neck to neck there um yeah I think this is a a capability that's going to sit across the whole value chain eventually for the um operators as we are introducing gen to to all facets of of the value chain um it certainly brings a lot of productivity you know um on all sides of the business so very exciting time for telecommunication okay Remy do you want to respond to that the results of course um so I mean of course there's it's a no-brainer that customer support activities can be absolutely supercharged using generative AI it's an area case deflection and issue deflection has been an area of constant interest um there's a huge operating margin benefit to um as well as cat benefit to be able to getting that right uh and generative AI can absolutely supercharge that but we're seeing tremendous possibilities and net new opportunities that are presenting themselves in other areas as well and we're actively working towards building a robust road map of generative AI capabilities under our now assist umbrella that we will ship across our upcoming releases even within the areas of network plan and build order fulfillment as well as um Network support in the area of network support you will see some capabilities that we have already released uh that we'll talk about today so it's exciting times okay awesome good okay on to the next one um exciting news we did an acquisition uh just quickly as an overiew before we jump into that so from service now perspective we have this amazing platform low code no code um you know where we are aligned with industry standards to integrate with other systems within your organization you know breaking down the silos um it's a service with wear cmdb which means that you know every um product is B lot of the platform benefits from that same common um cmdb and we go go across the value chain from where we are building the networks um from planning and designing um those networks need to be installed they need to be maintained so we have product um you know that that looks after the scheduling uh of of all of those complex project management and maintenance out there in the network um and then once uh you know that networks are available we have sales and Order management that sits across that end to end value chain where we are um you know engaging with customers where they can um you know order the products and services on the platform uh we are then able to fulfill those orders with um the sales and Order management product um and once that is then in the hands of the customer and they utilize these Services then we can off we can support those Services through the Telecom service um communication management Telecom service management product um you know any customer support that come up uh that they may have around you know maybe billing um or uh you know issues that they experience with the um with the network quality um so it and then um on the other side of that it's the network Assurance side where you have the network that obviously uh you know needs to be um monitored um and tracked for any issues in the network um and then we have the ability to also do a proactive communication with customers uh when services are going down so there's a lot of capability from the end to end perspective where we are enhancing the experience of um the customer uh through the end to-end service experience so we really streamline all the work from you know the initial design all the way to the support of those Services all on one platform um break down the size and integrating with other other um systems in that ecosystem um and then additionally to that we now have gen AI which is what we just um you know mentioned a little bit in the previous poll where there are benefits that um you know certainly comes into play in each one of these um areas of the N to service experience um and Rit is going to jump into that a little bit later to talk about the exciting capabilities that we are launching as part of the the Washington DC release remit all right so while Yuri was describing um our endtoend capabilities um there were two areas which um were rather underserved within our product portfolio and those areas were areas of network discovery as well as activation and provisioning so we went ahead and announced an acquisition at Mobile World Congress and I'm extremely happy to report that as of the 1 of April we closed on that acquisition it's the acquisition of atret netas which brings with it into our product portfolio the capabilities to discover Network elements as well as um activate and provisioning activation provisioning capabilities if you move to the next slide so as a lot of you may already be aware the Telecom service operations management capability already has Discovery capabilities when in regards to SNMP protocols um as well as any other kind of connectors that may be built into it um but the core Network libraries is something that we did not support so far uh with the acquisition of uh Atron net netas we will now um gain an entire Library across device vendors of uh Discovery patterns that will be available with Telecom service operations management and we'll also be adding to our sales and Order management for Telecom portfolio uh the activation and provisioning capabilities so that it now goes into the area of what is also called as resource order management or the final step of the provisioning uh as an order goes through its fulfillment and completion Journey so we're extremely excited with the acquisition of atret net a as is the case with every acquisition at service now uh we have kicked off a flurry of activities um in regards to bringing the atret capabilities into our platform so as we go through our Zan zanadu as well as Yokohama releases upcoming you will see uh additional libraries around Discovery patterns as well as activation and provisioning capabilities that will continually get added onto our product Suite um and form eventually an entire holistic library of um activation and provision in as well as Discovery patterns um that will be available in our product portfolio so we're very excited about this acquisition very excit and and Rit you mentioned zanadu um just for the purpose of our audience zanadu is our next release which would be in 2025 well um the next release will be zanadu is going to be in September um and the one after that the another big one will be next year in March let exactly right okay so let's dive into uh the world of generative AI um so at service now as you know um we have uh made available capabilities of now assist uh with our Telecom service management offering and Washington release is no um is is no exception to the addition of generative a capabilities um we've already had capabilities around case and incident summarization we've had capabilities around search uh with our Q&A llm we've had capabilities around text to code and text to flow Etc um but now with Washington we're adding more capabilities so we're adding the ability uh to turn interactions into cases seamlessly and chat interaction summarization leading up to incident and case creation is something that uh we're working through so this completely trans transforms the ability uh for um the customer support organization to take away the uh the actual creation the manual creation of a case uh we're able to pre-populate the fields when let's say a case or an incident is created um and it can automatically create these cases and incidents from a chat interaction next slide now within the virtual agent um now say the virtual agent is something we already always supported even prior to the Advent of generative AI um but it was at that time based on nlu capabilities um now of course the virtual agent capability has been supercharged uh with generative AI so something that understands context and intent and responds accordingly um so the idea of course being to provide faster and easier Service delivery um with a catalog uh and ordering capabilities included therein there's going to be a possibility also to create personalized experience through uh that make themselves available within the virtual agent capability we're also adding with Washington uh agent and administrative experience enhancements um so essentially the seamless agent handoff uh will now have essentially more accurate content um so the ability for generative AI um uh the incidents and cases case summaries created by generative AI when a case is reassigned for that to provide with a high deal of accuracy a current state of the case um as well as what kind of issu what kind of resolutions have been suggested already to the customer and probably have not worked because it gives uh the next agent in line uh a strong Handover um and reduces the meantime to resolution on that case uh We've also uh introduced an integration of now assist capabilities into Microsoft teams the idea is to make now assist capabilities available where our users actually work so the ability to provide summarization the ability to provide searches within the context of a team setting uh is something that we now support so um with the addition of the additional fine-tuning capabilities that we are constantly adding now uh there's an easy ability to create and test the generative AI powered interactions um so you can improve the self-service experience um with a faster implementation for the chatbot conversations that happen and you can test out different phrases analyze how they work um you can do prompt Discovery you can apply context variables and more um which then allows you to produce a higher quality of result in those generative AI powered interactions now these are also it's important to say that we strive towards making now assist capabilities available where our users work so there are uh it's not only going to be available like I said within teams it's also going to be available within slack and also on the right hand side uh panel where the users actually work now we're also very excited uh and this was there in Yuri's poll question earlier um we're we're getting ready to supercharge the world of network support uh with the introduction of Telecom service now assist for Telecom service operations management um the way we're doing this next slide Yuri the way we're doing this is with the addition of alert summarization capabilities that we've added with our tsom Pro Plus and tsom uh AI Ops Enterprise Plus skes um so oftentimes alerts that come in are technical in nature um they could be emanating out of logs they could be coming out of network monitoring system events and alerts and alarms and it takes a seasoned Network operator to be able to uh decode what exactly the alert is trying to convey because of the technical nature and the technical parameters involved but now with alert summarization we're able to generate a plain English blur uh or summary of what the alert is trying to convey Vis A its location uh what kind of fault it may be uh when it occurred where it occurred Etc um and this can be transformational for network operations teams because in our conversations with our customers we have found that um network operations teams tend to be a high churn environment there's often a lot of attrition and new people joining all the time and when new folks are onboarded onto a network operations team the first three months on the job are pretty much written off when it comes to productivity and efficiency and that's because um this new network operator now get needs to get come up to speed with the specifics of how that specific knock operates um with alert summarization we can completely take that out of the equation because uh a new network operator can hit the ground running because of the ability of now assist Faison to be able to translate those incoming events alerts and Technical jargon into um plain English I think this is just amazing um you know for for the telecommunication industry specific they are dealing with such a mammoth amount of um alerts and things in the network and just every little productivity gain that they can have if you times that by thousands 10 thousands 100 thousands million times and you add them all together that's significant and just you know they they are dealing with new release updates that comes with new type of events there's new technologies you and just have this simplified language instead of you know Engineers can understand the language but it takes longer than just understanding this you know human and language and end of I think this is really amazing for um from a technical perspective for the telecommunication industry in specific absolutely that's the feedback we've received from our customers as well we're very excited uh by the launch of this capability awesome um okay next up we have telecommunication Network inventory we are very excited with some new capabilities that's delivered as part of this new product which is not so new anymore we launched this two years ago um the first capability that I want to talk about is rack visualization uh rack visualization is uh feature that provides a comprehensive view of both the front and the backside of equipment tracks empowering users to visually plan and design these racks um and also utilize the space uh efficiently the um there's also ability for them to understand how the racks are utilized what the consumption is of these racks what space is available um the functionality also extends into a userfriendly interface where available equipment can be dragged onto the rack triggering streamlined workflows and these workflows will then ensure the tasks are assigned to the right people at the right time Engineers also have the ability to create templates uh to populate these racks if you think of just how many of these racks and you know Engineers are typically dealing with on there are tens and thousands of these racks and then when they introduce new technology or need to introduce a new piece of equipment or retirement of equipment um you know this is something that they do um you know at a very large scale and having templates to be able to populate this again is this all those kind of small deficiencies that stack up that it just makes the operators in general a lot more efficient you know they have a huge operational um overhead uh on uh on the networks and every efficiency gain is something that um you know helps them with with that huge operational cost um the engineers can also then um you know rack different equipment in the front and the back racks so of course there's some equipment that goes only in the front or the back the rack so they can do this in in the in the rack visualization um they have the ability to also add shelves to the racks and then place the equipment in those shelves um they can see as I mentioned the utilization there's a little dashboard over there they can also see um what changes are pending in this rack if there's any tasks that's um currently uh assigned or associated with these racks um they uh also have the um ability to see the life cycle status of each one of the equipment pieces in that rack so you can see that they that specific equipment piece either operational or it's in design or it's end of life and it's being retired the engineers also have the ability to um you know also uh um reserve some of this space um as they Place their equipment later on as they design the network so this is just a really amazing visualization of the RX I think of my days when we um you know bu networks many many moons ago we had spreadsheets all over the place and you know Engineers today just have this beautiful visual digital twin that they can work of um and then there's the downstream system that just benefits from that accurate life cycle management of of the equipment in the r you just think service Assurance Revenue Assurance um you know optimization of network so there's many up and downstream systems that benefit from this accurate management of of of inventory in this specific case PRACK visualization so that's a really exciting capability um the next one is topology visualization uh the topology visualization as we know Engineers are um you know dealing or working with very complex networks uh these networks have you know tens and thousands and hundreds and thousands of pieces of equipment out there they have millions and you enough to billions of connections between these equipments either logical or physical um and they need a means of how they can you know visualize and work on the network on a day-to-day basis um you know when they plan networks when they um you know work on maintenance on the network just to have a visual presentation of your network um and this uh logical can render the multiple um you know uh topologies and things on top of each other the engineers have the ability to click on the equipment or click on the equipment where they draw down into seeing details of these connections um all the equipment when they click on the equipment there's also an animation of the links that is connected to that piece of equipment so this is just another efficiency gain for engineers to really visualize the complect networks um as they go to uh about on the day-to-day uh work of of network so great capability once again you know thinking of in the olden days of how we were looking at networks it's just really efficient for engineers to have this information at the fingertips and being able to render and zoom in and out into these networks very quickly and efficiently makes their day-to-day work so much easier uh the next capability is planned revisions as we know Engineers are in a constant flux of um you know continuously making changes to the networks either from rehoming or increasing capacity sunset equipment you know um moving equipment around moving capacity um and that requires them to actually look at a future version um of the network that they need to make changes so with the planned revision Engineers have the ability to clone a network connection or clone um equipment type they then make the changes on the desired design that they want to implement in the future and then when they are ready at that point to when they push that into production um then there's also a previous version that is stored and that is available for historical reference um so this again is just capability that is required for networks as they are continuously um you know making changes to the network so that is the highlights of some of the TNI there are more capabilities and but these are the three we're highlighting in the webinar for you today Andrew meet you are next up I know you're struggling with your voice no I'm good I was just um answering some of the questions that um some of our audience was posing awesome all right so let's dive into what's new with uh TSM as well as our brand new offering of sales and auto management Telecom okay so first up on TSM Yuri if you can move the slide please so we've invested heavily in in upleveling the capabilities of our service Bridge feature Set uh service Bridge as a lot of you may already be aware is a very unique value differentiator that we offer with our Telecom service management as well as Tech provider service management products and it enables uh providers to connect directly into um the it environments of their Enterprise customers but with those come operational challenges so we have worked with a lot of our customers uh to build out a high level of Transport Diagnostics with service bridge now so what that enables is it provides administrators proactive alerts uh if there are any issues around um either the registration or around any kind of sync issues that may be occurring on an ongoing basis and the idea is to not only just detect an alert the administrators but in some cases even autocorrect um those transport issues uh where autocorrecting is not possible the idea is to then escalate that over to an administrator for retention next slide um we've also introduced a productivity enhancer with service Bridge uh which we're calling remote catalog variable set um we often find that within the various catalog items that are created by providers in order for publishing onto their customers uh environments or instances uh there are often variable sets that get reused across these uh service catalog items um or these remote catalog items and instead of having to recreate them each time the idea is to be able to create them once and then reuse it so you just go in and create a collection of variables that you can then apply across multiple remote catalog items um it essentially captures sets of data with a single remote recording producer and when you change within that singular uh variable set that change reflects in every remote record catalog item wherever it's been used next slide okay so we have always had um our trouble ticket API so our trouble ticket uh API is is something that conforms with TMF standards um but we of we heard from a lot of our customers that they don't want to have to PLL into service now or or carry out get calls into service now in order to be able to get updates on uh the status of these trouble tickets statuses on trouble tickets can often be fast moving um and it's important for any kind of third party application that may have either initiated the ticket in service now uh or be requiring an update from service now on those trouble tickets to be informed of that of those status updates uh so now this is going to be possible as a result of these streaming event notifications using CFA um within the platform uh so anybody subscribed to those uh event notifications will be able to get notified every time uh there's an update to the trouble ticket and the trouble ticket can take uh any form it could either be a case or an incident depending on how it's been modeled all right let's jump into uh the brand new topic uh that we have uh launched so so as a lot of you may have already been familiar with um we have had our order management for Telecom product capability available since 2020 we have many many customers live on it um a lot of our customers have seen tremendous success and really broken records in terms of time to Market being able to go live and launch new product sets launch new Services as a result of some of the key uh architectural uniquenesses that order management for Telecom brings um our customers then essentially looked at our order management capability implemented it took it to production and found that their quoting capability which just lies Upstream of ordering uh looks a lot like ordering uh there are some differences some key differences between a quote and an order but the fundamental data model uh if you really peel the onion um boils down to a very similar data model um and most of our customers invited us therefore to go ahead and launch a quoting capability uh and what we have done with Washington is launch a full-blown cpq capability as well as an opportunity management capability as part of our sales and auto management for Telecom product so let's dive in and take a look at its features so this is a typical life cycle of um a sales to fulfillment Journey or what we often call as a lead to Cache Journey we are starting off here with an opportunity this opportunity could be a net new account or it could be an uh upsell to an existing account AC cross sell to an existing account or it could even be a renewal opportunity once that opportunity has been identified nurtured by the sales rep and reaches the stage of the quote we now offer a full-blown cpq capability with a full stack pricing engine eligibility rules Etc and a configurator that enable um uh our customers to be able to capture quotes to be able to version them to engage in negotiation activities on price with their customers and once that quote is then finalized our order capture and Order fulfillment capabilities take over now with the LA of this we have completed the entire cycle of going from a sale to a fulfillment and then take off from post ful fulfillment activities around renewal expansion or even change orders as an example next slide so first up is the opportunity management capability the screen that you're looking at is the opportunity kban view which breaks up the opportunities and categorizes them based on their sales phase or sales stage based on where they are in the sales cycle and this is a dragon drop view where you can move around and you'll see that in the demo you can move an opportunity around so a sales rep can essentially have full flexibility on moving opportunities around based on where they are in their sales cycle we of course now have a uh a quot with its configure price capabilities included so pricing engine uh reacts based on the configuration that you set up for that specific quote and configurations of course can be a multi-dimensional activity where um you could identify characteristics and attributes which could affect price in various ways um so that's something we support with our cpq capability and uh the order capture capability has also evolved So within order capture now you are presented with a visual view or a grid-like view of the entire catalog you can go ahead and identify the quantity that you want to in enter and add it to the uh order now in a lot of cases you may start the process with an order capture while you do cpq outside of service now but should you adopt cpq inside of service now then the quote can automatically be also converted to an order so a lot of the attributes of the quote would pass on onto uh the order and then on an order you can add the additional attributes such as the technical qualification attributes as an example uh which may not exist at the code stage next slide um our customers have often told us that they would like to view the order tasks for long running orders in a Gant chart so now we have the ability to do that um you can see the progress of your order tasks you can also see the dependencies between them um and this is really key in being able to identify if this order will meet its um fulfillment SLA or delivery SLA or breach it uh so this uh this Gant chart view enables you to create those dependencies see what depends on what and should one of the tasks exceed its uh planned delivery time frame what kind of a cascading or ripple effect it has on the entire ord's expected time of completion this uh capability also integrates directly into our uh strategic portfolio management for Telecom offering um wherein uh each order task can be represented as a project task and then that enables you to further apply the notion of resource cost and time and schedule uh in managing budgets in managing goals and really manage the order fulfillment cycle like a project next slide all right so we've also introduced the ability um to create or sync contracts from a third party system creation capabilities of course exist but if there's a third party CLM system involved we're able to integrate to that as well uh the idea is to be able to gain a 360 view of what products entitlements and customer details are covered within that contract um because this this then serves as the basis for any kind of change orders any kind of uh even service management related activities that you may have to perform with at this customer the contract dictates a lot of the commercials as well as non-commercial associated with that um so now we're able to um capture the entitlements as well as the contract details inside of service now and then use those in order to service manage the customers next slide uh product catalog management is something that we have always supported uh but now with Washington that experience becomes that much easier there's a uh clear ability for you to not only manage the technical side of the catalog but also the commercial catalog so you're able to put together complex uh product offering formats like bundles as an example um and then you can browse quickly through the catalog and look at the hierarchies of each of those cataloges because specific ifications Nest up into offerings eventually um and you can uh identify and and and clearly Mark which specification uh has which characteristics relevant to them how they Bubble Up over to the top and create the commercial layer of the catalog that the user or the customer eventually sees um you can use pricing matrices or even account based pricing to create pricing extensions um uh to access uh for example external price lists even if if that is of interest to a customer's use case all right next slide now it's important to say that um we continue to our commitment with the uh conformance and alignment with tmfs Oda standards as well as uh mef's standards when it comes to interaction between two business entities in the Telco space um um so we already have several TMF apis in the sales and Order management realm that we have introduced a lot of them are already conforming and certified by TMF as being conformant and we continuously add to that conformance list every release um and we'll continue to do so within this what is otherwise called as a BSS space um in in sales and aut management for Telecom and Rit I just want to add um just as of L last night uh we our conformance compliancy um it came in for further apis I haven't had time to update this slide yet to Circle it this is more enhanced as of last night this is correct this list is longer um we now have compliance over five apis and we have alignment over I want to say a total of uh 11 um N 9 N or 11 I'm not uh entirely sure of the number but that's the total number of TMF apis and five now are conforming to TMF standards awesome all right so let's take a look at sales and Order Management in action so we'll start off our uh scenario of sales and Order management for Telecom with um the notion of an opportunity so we land on the workspace list of opportunities and the view kban button essentially brings up the kban view of opportunities um this is where you can divide up the opportunities by sales cycle you can drag and drop them should they be closed now um and then you can also bring up the customer 360 view within which you'll see what the installed based products are what the sold products are and all other details about that uh account in this case we're going ahead and creating a new quote um we're looking at the price lists which are relevant um there's a specific account based price list in this scenario which is specific to boxio potentially coming from a prior contract and within that you now go into the catalog the catalog of all the items available present themselves and uh with the with the list prices associated with it you can look for a specific item and bring up the configuration page within the configuration page you can go ahead and structure your quote you're basically configuring which attributes you will take and on the right hand side if you noticed the price continuously gets updated and reacts to those configurations in real time you also see that there's a certain eligibility or combination rule that is in effect so it allows you uh or disallows you to combine certain uh attri Utes together or forces you to bring certain attributes in mandatorily so those rules exist as well so here you have all the price adjustments that have happened on the quot being logged uh whether it's a markdown or a markup or what uh the discount was in terms of percentage or an amount and from that quote once it's been agreed upon with the customer and approved it goes into of course the order management realm and and within the ordering capability you will see that all the capability all the attributes of the quot were taken over and the order automatically then decomposed itself into the constituent order tasks based on the order fulfillment policy behind the scenes now we are going into a post fulfillment Journey where you're doing a macd scenario where you're picking up a modify scenario and picking up the existing install base item to create a a macd order on so in this scenario you went off of one sales um one uh installed base item and created went ahead and created a macd order on it um so your sales and service is all happening on a singular stack um and you're everybody's working on the same source of Truth in terms of data so this is how uh we at service now uh have now completed that entire life cycle of going from sales um to fulfillment and completion and service management beyond that next slide whoops nope not that one okay question um okay so we covered uh quite a bit of capabilities today so the last poll question is what were your favorite announcement today um so we talked about uh really what I really like is the even spread yes um so we're glad I mean we're very cognizant of the fact that um no one area should see a dramatically higher investment than another we are equally
